Negative Google reviews: what to reply and what not to

A well-answered negative review sells more than ten unanswered good ones. Whoever reads it is not judging the complaint: they are judging how you react.
That shift in focus settles almost every question about what to write.
How do you reply without making it worse?
Four parts, in this order, and none is optional:
- Acknowledge what happened, without justifying. “You are right that the wait was long.”
- Do not give internal explanations. Nobody cares that you were short-staffed that day. It sounds like an excuse.
- Offer a private route. A direct phone number or email, not “write to our channels”.
- Keep it short. Fifty words maximum. Long replies read as defensive.
And never: arguing case details in public, implying the person is lying, replying while still annoyed, or pasting the same response everywhere.

Can you get it removed?
Only if it breaches Google’s policies: offensive language, content unrelated to the experience, promotion, personal data or conflict of interest. Being unfair is not sufficient grounds, and that is the part that frustrates people most.

What if it is fake, from someone who was never a customer?
It happens, and sometimes it comes from a competitor. What to do, in order:
- Check your records first. Sometimes they were a customer under another name.

- Reply publicly anyway, without accusing. Something like: you cannot find their case in your records and would like to review it with more detail. Readers understand perfectly.
- Do not spam repeat reports. It speeds nothing up.
Is it good to have some bad reviews?
Yes, uncomfortable as that is. A profile with only five stars and generic phrases raises suspicion. One four-star review with a specific criticism, well answered, does more for trust than twenty perfect ones with no detail.
What does need watching is the pattern: if complaints repeat the same theme, the problem is not reputation, it is operations, and a polished reply does not fix it.
How do you get more good reviews?
The best defence against a bad one is a volume of recent good ones:
- Ask right after solving someone’s problem, not a week later.
- Send your profile’s short link, not instructions on how to find you.
